Customer Service in the AI Era: What Automation Can’t Replace

AI may be clever, but it can never replace customer service. Here’s why.

Although AI is a clever tool that can speed up some menial tasks in the workplace, it can never replace the art of good, old fashioned customer service. In recent months, AI has been dominating headlines as many businesses close their call centres in favour of using chat systems driven by AI.

This has not only caused a huge amount of job losses across industries, but has also taken the human element out of customer service. Often, now, the first instance of communication for many businesses is online, via an AI system, rather than a human. Although efficient and speedy, it can never replace the extent of experience and emotional intelligence that knowledgeable staff have.

AI may be efficient for some businesses, but it will never replace the nature of customer service. Here’s why.

AI Lacks Emotional Intelligence

We’ve all been there, after trying to get through to a bank or insurance provider on the phone and being redirected to the chat system online, rather than talking to someone over the phone. Although this method can often be quicker and involve less wait time, the responses rarely relate to the issues we were initially calling about.

This is because AI, although intelligent and useful for some tasks, can never understand the complexities of certain issues or how to respond on a human level. Yes, it can give us a list of information and summarise points, but it lacks the emotional intelligence that comes with being a human.

In stressful situations or in emotionally sensitive situations, AI will never be able to compete. This is because AI works off of data rather than feeling and emotions. Often, responses will be blunt or not relevant at all, as the information it was initially set up with doesn’t relate to the problem in hand.

AI may be able to present solutions, but it can’t replace the warmth of a human voice at the end of the phone from someone who genuinely wants to help resolve a situation. It can’t offer you sympathy when going through the death of a loved one or another stressful situation. Simply put, AI cannot compete with human compassion, which is what we all look for when asking for advice and help.

AI Responses Aren’t Always Relevant

At the heart of AI technology is processing large amounts of data to make predictions and perform responses to human tasks or questions. It relies on spotting patterns to resolve problems and can respond to new information without programming. Initially, it seems like a good way to deal with customer service, but it is naturally driven by limitations.

AI cannot think for itself; it has to be fed the information to begin with. Although it can understand and process information, it has to be given this in the first place. Some companies use brief questionnaires to try and funnel the type of issue being had, to steer AI responses in the right direction. But most of the time, this doesn’t work.

What if you have a problem that doesn’t fit into any of the boxes? Or a problem that AI has never come across before?

Often, with situations like these, you will be given a generic response, rather than any information that relates to the problem you are having, which highlights the big gap in the AI knowledge base. It can’t respond and process on a human level, which leaves many customers feeling frustrated.

So here’s what we offer instead.
